Your Agency Is Really Good at Doing Work It Shouldn't Be Doing.

And that may be a bigger problem than doing necessary work inefficiently.

Your CSR answers the phone. “Can you send me my ID card?”

A few minutes later, it's done. The client got what they needed. The request was handled quickly. Maybe the activity was documented, the task was closed, and your service metrics look great.

Success?

Maybe.

Or maybe your agency just got really efficient at completing a task that never needed to reach your team.

That distinction matters.

ID cards. Policy details. Billing information. Payment links. Routine certificates.

A phone call comes in. An email arrives. A text hits the inbox. A service request creates a task.

PROCESS — Necessary work that technology and automation can help complete.

Try the Elimination Test

Take a routine service request and ask:

Does the information already exist?

Is the client authorized to access it?

Does fulfilling the request require professional judgment?

Is my employee primarily retrieving or delivering something?

If the answers are yes, yes, no, yes, don't immediately ask how to make the workflow faster.

Ask whether you need the workflow at all.
